The problem

Customer signal was scattered across seven systems and five functions. Everyone had dashboards. No one had a shared account of what was actually going wrong, or which problems were worth solving first.

My role

Led qualitative and behavioral insight synthesis across four priority brands, translating fragmented data into clear opportunity areas. Partnered across Brand Experience, NA eCommerce, Customer Service, Digital Experience Activation, and Supply Chain so insights informed both experience design and operational priorities.

What the research found
  • Promotional confusion was the highest-frequency pain point across brands, driven by unclear stacking rules, SKU exclusions, and sample eligibility
  • Vague error messaging and missing real-time feedback compounded it
  • Users attempted retroactive promo application, driving appeasement requests, reships, and service contacts

Most of the signal was the
instrument, not the customer.

March put frustration events at 45% across North America brands, four points above February, and the program had to explain it. I ran the deep dive across seven brands. Three defects in how frustration was captured accounted for most of the score, and none of them described anything a customer experienced.

Dead clicks by payment type, Apple Pay at 88 percent
Apple Pay and PayPal render in iframes outside the brand domain, where Fullstory cannot see the interaction. Every tap logged as a dead click: 88% of all payment element dead clicks in March.
Rage click spike traced to a single Clinique session
One Clinique user, one mobile session, 543 rage click events on 3/10. Event-based reporting let a single visitor move a brand's monthly number.
March frustration restated at 18 percent without site speed metrics
Site speed thresholds sat inside a behavioral score. Removing them restated March for the top seven brands from 42% to 18%.
Before you can prioritize friction, the number has to be about the customer.

Real friction, and where each finding went

Carousels dead-end on the PDP
Users rage clicked past the last alternate image with no signal the set had ended. Continuous scroll enabled there, end arrow disabled, product carousels left alone for accessibility.

Pop-ups that only close on the X
Braze overlays ignored taps on the overlay and the background, against the pattern users expect. Fix confirmed onsite and existing pop-ups queued for adjustment.
Activation
Loyalty redemption on an empty bag
Redeem was inert by template design, with nothing telling the customer why. Interim copy added and the page scoped for redesign without the restriction.

Sold out, still add to bag
On Bobbi Brown Last Call, inventory status did not disable the CTA, so customers added products they could not buy. Bug logged to disable at sold out.
eCommerce
Offer code returns nothing
Estée Lauder customers applying MARCH24 saw neither success nor error. The network error surfaced in Fullstory: 5,899 events across 1,803 users.
Product
A cart overlay you cannot edit
Bizrate feedback said the bag could not be modified from the overlay, confirmed in replay on Origins and Estée Lauder. New top of funnel cart prioritized.

Running monthly across four brands meant the measurement itself had to be stable enough to argue from, and the output had to land somewhere with a name on it.

Frustration signal definitions
Frustration signals defined and versioned against the FY goal. When performance data was removed from the score, the change and its effect on every historical figure were documented rather than quietly applied.
Insights groomed into a task tracker with owners
Insights did not stop at the readout. Each was groomed into a centralized tracker with an owner and an ETA across activation, operations, and product.
A program is only as good as what happens after the readout.

The program worked. What it did not do was keep anything. Every month the raw consumer language was synthesized into a narrative, the narrative shipped, and the substrate underneath it had nowhere to go.

The readout does not change.

Frustration events and dead click URLs describe a build that will not exist in a year. Consumer language does not decay on that schedule. Splitting them by shelf life lets the operational loop stay fast without discarding the material that holds.

High return contact volume against low self-return usage, filed with three live hypotheses. A library can hold a question for a year; a readout has to resolve or drop it.

“Samples have been replaced due to delivery restrictions” retained because it is the exact copy shoppers dead-click on. What the brand says is part of the record.

Grounded panels, and the discipline that makes them defensible

A library dense enough to ground synthetic respondents is worth more than an off-the-shelf panel, because the grounding is what determines whether the output holds. The discipline matters more than the capability.

01 Ground
Replicas built from real records, not demographic prompts. Speculative persona detail measurably increases stereotyping.
02 Field humans first
A study already on the roadmap becomes the answer key. Results held back before the panel runs.
03 Score the spread
Variance ratio, modal share, tail coverage, subgroup sign agreement. Matching means prove nothing.
04 Route
A per-brand map of cleared and failed question types. Human sample goes where the model is least reliable.
